Principal responsibilities Support Contact Centre Transformation by assisting in resource planning aligned with the CCT saving plan Facilitate frontline day to day operation from workforce management perspective with principal responsibilities as follows Assist with implementation of resources optimization processes and the associated customer experience Work with workforce management team on rostering, scheduling and real-time monitoring for effective planning and management of resources and support functions in aligning with Group service level standard Perform real time monitoring on the floor and closely work with frontline in maintaining the best possible service level Conduct review and analysis on service level, resources performance and propose improvement or recommendation Identify and share continuous improvement ideas for effective streamlining and resource optimization Requirements Good understanding of various Retail Banking and Wealth Management business Good understanding of the Contact Centre dynamics, for example, operations, procedures, processes and system used, products sold, reward structures, agent skills and training, regulatory requirements etc, particularly around workforce planning and management Excellent understanding of change requirements and implication to Contact Centre operations Proven experience in Contact Centre workforce management Proven planning and prioritization skills Strong leadership and management skills Effective communication, interpersonal and negotiating skills Attentive to details, independent, sensible and assertive to negotiate with different stakeholders Effective in both spoken and written communication Excellent decision making and problem-solving ability Ability to motivate and lead people, employing appropriate management styles Ability to coordinate a wide variety of solutions, bringing a breadth of experience to the business and seeing the wider implication at all stages Opening up a world of opportunity HSBC is committed to building a culture where all employees are valued, respected and opinions count.
